Can an agent do customer service?
Mostly. An agent resolves the routine majority — where is my order, how do I change this, why was I charged — properly rather than deflecting. What it must not do is decide alone when a customer is angry, vulnerable, or about to leave.
- Hours back per week

- Human cost
- €2,500–4,000/mo per support agent
- Agent cost
- €60–250/mo depending on volume
Step by step
A job is never one task. Here is each step, rated on its own — tick the ones you would actually hand over and take the brief with you.
Answer routine questions
YESFrom your actual help centre and order data, not a guess dressed as an answer.
Look up and act on orders
YESStatus, tracking, address change, cancellation inside the window.
Triage and route
YESReads intent and urgency far better than keyword rules ever did.
Process refunds within policy
MOSTLYFine under a value cap you set. Above it, a person decides.
Handle an angry customer
HALFIt stays calm and correct, which sometimes reads as not caring. Escalate on detected anger.
- Yours
Save a cancelling customer
NOT YETRetention is a relationship act. Automating it is how a churn becomes a public complaint.
- Yours
Vulnerable or safety-critical contact
NOT YETHealth, money trouble, distress. Route to a human immediately, every time.
3/5 steps selected. Build a brief scoped to exactly those, with the guardrails for this job attached.
What still needs you
- Anger and complaints
- Retention conversations
- Vulnerable customers
- Anything that could end up public
How this goes wrong
A confident wrong answer, repeated at scale, that nobody catches because resolution rates look great. Measure the reopen rate and the escalation-after-agent rate, not the deflection rate.
What it needs access to
- Helpdesk
- Order or subscription system
- Payment provider
- Help centre
- Email and chat
Read access to all of it, write access to as little as possible. Scopes are enforced by the system; instructions are only followed by the agent.
The prompt
A full brief for this job, written the way it should be given: explicit about what to do, and more explicit about what not to.
You are my front-line support agent. Answer tickets using only the help centre and the customer’s own order and account data — if the answer is not there, say you are checking and hand it to a human rather than improvising. You may look up orders, send tracking, update addresses before dispatch, and refund up to €50 within policy. Immediately escalate, without replying: anything angry, any mention of cancelling, any legal or safety concern, any complaint about a person, and anything you are less than 90% confident about. Match our tone: plain, warm, brief, no corporate padding. Sign off as an assistant, and never claim to be human if asked.
Questions people ask
Will customers accept an AI support agent?
They accept a fast correct answer and resent a slow wrong one, regardless of who sent it. The complaints almost always trace back to a trapped customer who could not reach a person, not to the automation itself.
What percentage of tickets can an agent resolve?
For ecommerce and consumer SaaS, 60–80% of volume is routine enough to resolve fully. The remaining tickets are longer and harder, so expect your human team’s work to get more demanding rather than to shrink proportionally.
Should the agent say it is an AI?
Yes, and answer honestly if asked. The EU AI Act requires disclosure for systems interacting with people, and beyond compliance, a customer who discovers the deception mid-complaint is a much worse outcome than one who knew from the start.
Want the part that works actually running?
The brief above is the easy half. The other half is connecting it to Helpdesk and Order or subscription system, holding it inside the boundaries on this page, and having somewhere the exceptions land where you will actually see them. That is what Ogento does.
